Mitel Global Benchmark Study Reveals Gap Between Customer Expectations and Reality

- Nearly two-thirds of respondents in the UK (58%) say more work is needed by companies to improve their online experience
- Customer experience ratings vary in the UK by vertical, with financial services and hospitality sectors leading the way
- Over half in the UK (53%) said if they could “shop without speaking to a person, that would be a great thing”

A new Mitel® (Nasdaq:MITL) (TSX:MNW) survey of 5,000 adults from the UK, France, Germany, the United States, and Australia indicates a measurable disconnect between the advancements organisations think they are making to deliver exceptional customer experience and how [customers actually view their commercial interactions](https://www.financedigest.com/ai-will-power-95-of-customer-interactions-by-2025.html "AI will power 95% of customer interactions by 2025"). Specifically, fewer than half of respondents believe the technology needed to deliver the perfect online buying experience is available. This stands in stark contrast to findings of a previous Mitel survey in which [90 percent of IT decision-makers](https://www.mitel.com/newsroom/news-releases/new-mitel-survey-highlights-role-machine-people-interactions-transforming) optimistically reported progress in improving customer experience through the use of technology.

Why are brands and organisations overall not providing a great [customer experience](https://www.financedigest.com/insurers-ready-to-fight-back-against-poor-customer-experience.html "Insurers ready to fight back against poor customer experience") today? Three in ten Britons (29%) [say it is because they are not aware of how important](https://www.financedigest.com/malaysias-top-glove-says-u-s-lifts-import-ban-over-forced-labour.html "Malaysia’s Top Glove says U.S. lifts import ban over forced labour") it is to do so, and over one-quarter (28%) of Brits believe it is because they do not realise that people make purchasing choices based on the experience – valuing this above the products and services on offer.

And, [customer service](https://www.financedigest.com/transforming-to-customer-centric-service-in-financial-services.html "Transforming to customer centric service in Financial Services") matters. When British adults have a great [customer experience](https://www.financedigest.com/is-your-customer-experience-exceptional.html "IS YOUR CUSTOMER EXPERIENCE EXCEPTIONAL?"), three in ten (29%) say it makes them more loyal to a brand; one-quarter (25%) says it increases their satisfaction with the brand; almost one in five (18%) say it makes them more willing to recommend the brand.

While a clear sign of the growing pains associated with digital transformation initiatives underway globally, the new survey also uncovers an opportunity for technology to play a key role in defining and [keeping pace](https://www.financedigest.com/winning-the-security-race-how-financial-services-can-keep-pace-with-cybercriminals.html "Winning the security race: how financial services can keep pace with cybercriminals") with changing buyer behavior and preferences. **Vertical Visionaries, Leaders and Followers**

As customer experience becomes increasingly [critical for businesses](https://www.financedigest.com/marketing-communications-is-a-business-critical-pillar-now-and-in-a-post-pandemic-future.html "Marketing Communications is a business-critical pillar now – and in a post pandemic future") to remain relevant and compete, Mitel’s survey shows significant differences in customer satisfaction across vertical industries. Growing use of cloud communications and applications, combined with emerging technologies like the Internet of Things (IoT), [artificial intelligence](https://www.financedigest.com/types-of-artificial-intelligence.html "artificial intelligence"), chatbots, and natural language processing (NLP), are creating new ways for companies to nurture and build customer relationships. Winning companies will be those that are able to differentiate their brands by delivering [seamless experiences across physical and digital](https://www.financedigest.com/insuring-a-seamless-digital-transformation.html "Insuring a seamless digital transformation") environments, devices and channels. Currently, some segments are doing better than others.

- **Financial Services and Hospitality [top](https://www.financedigest.com/the-future-of-finance-how-to-defend-against-the-top-threats-to-cloud-security.html "The Future of Finance: How to defend against the top threats to cloud security") the charts for customer service**: In the UK, less than two fifths (38%) of respondents said they were very satisfied with the customer experience on average across all industries. Financial services, a beneficiary of the recent uptick in [global investments](https://www.financedigest.com/impact-com-announces-huge-investment-in-workforce-with-raft-of-new-hires-globally.html "impact.com announces huge investment in workforce with raft of new hires globally") in fintech, receives the highest marks in customer service with 43% of survey respondents describing the service as great, followed by hospitality at 42%.

- **Physical retail isn’t dead, but the customer experience is:** Just over 60% of shopping done by UK respondents still takes place in a physical store, though that number is shifting. When asked about the [challenges faced](https://www.financedigest.com/how-to-overcome-the-challenges-faced-by-women-in-business-4.html "How to overcome the challenges faced by women in business") by today’s bricks-and-mortar retail outlets, 60% of respondents in the UK say the fact retail stores are struggling has more to do with the customer experience they provide, not products. Chatbots can be used to manage simple tasks, while IoT and team collaboration tools open up new avenues for communications across media, whether it’s voice, email, SMS, web chat, [social media](https://www.financedigest.com/top-social-media-growth-companies-in-the-uk.html "Top Social Media Growth Companies in the UK") or a website.

**Speed is the game in sports and entertainment:** In the fast-paced world of sports and entertainment, immediate and clear communication is a necessity. Almost half (47%) of respondents point to simplicity and speed as the most important factor in a good [customer service experience](https://www.financedigest.com/financial-services-is-upping-its-customer-experience-game.html "Financial services is upping its customer experience game") in the UK, slightly higher than the global average (45%).

- **Responsiveness vital in healthcare:** Healthcare organisations receive the lowest marks from respondents in all countries when it [comes to customer service](https://www.financedigest.com/constructive-digitization-to-let-the-remote-patient-monitoring-services-market-come-of-age.html "Constructive digitization to let the Remote Patient Monitoring Services Market come of age"). Nearly a fifth of UK respondents (18%) described their experience as ‘unsatisfying’. Simplicity and speed as well as responsiveness i.e. getting an answer to a [request quickly are equally important](https://www.financedigest.com/australian-state-balks-at-energy-companys-request-for-help-with-lng-import-terminal.html "Australian state balks at energy company’s request for help with LNG import terminal") here; both were named by 30% of respondents as most important.

Additional insights from the data indicate:

- **Bots, AI and machines can fill the customer service gap:** Consumers appear to be increasingly comfortable with machine-to-people interactions when shopping online, with 83% saying they are satisfied dealing with [automated processes](https://www.financedigest.com/the-implantable-biomaterials-market-to-move-ahead-on-rpa-robotic-process-automation.html "The Implantable Biomaterials Market to move ahead on RPA (Robotic Process Automation)"). Most do not want to interact with a person while shopping [online unless the service](https://www.financedigest.com/tesco-says-online-services-back-up-after-interference-attempt.html "Tesco says online services back up after interference ‘attempt’") is very complicated, or they’re having difficulties finding what they’re looking for. Over half in the UK (53%) said if they could “shop without speaking to a person, that would be a great thing” and 51% agreed that machine-to-people interactions will positively transform customer experience. Even so, physical retailers need to balance the use of technology.
